What’s actually included in a managed IT support package?
Written by Adam Flynn from Technical Drive
Picture three IT support quotes on your desk. Each comes with a promise of 'unlimited support', yet the prices sit hundreds of pounds apart.
That price gap can often reflect superior service quality, but sometimes, it comes down to what is hidden in the small print.
When evaluating Managed Service Providers (MSPs), understanding what a fixed monthly fee covers and what will land on your desk as an unexpected invoice is crucial for managing your business costs.
What’s included in core IT support?
Most standard UK managed IT packages charge a fixed monthly fee (usually per user or per device) covering basic operational maintenance:
• Remote helpdesk: Engineers resolving day-to-day staff issues via phone or remote access during standard business hours.
• Proactive monitoring and patching: Background software monitoring devices for early failure signs and keeping security updates applied.
• Anti-virus and baseline security: Keeping standard anti-virus installed, updated, and spam filters active.
• Back-up checks: Automated or manual monitoring to verify that back-up jobs ran successfully.
• Service reviews: Basic reporting on helpdesk performance and system health.
The additional costs - what's sometimes not included
Where businesses usually get caught out is assuming 'fully managed' covers every technical requirement. Out-of-scope work is charged separately at hourly or day rates.
Common exclusions include:
• On-site visits: Entry-level or remote-only tiers charge hourly rates plus travel if an engineer physically needs to visit your premises.
• Out-of-hours support: Standard cover usually runs Monday to Friday during office hours. Evenings, weekends, and bank holidays are typically paid add-ons.
• IT projects: Planned changes, such as migrating to Microsoft 365, replacing servers, or moving offices, are billed separately as projects.
• Advanced Cyber Security: Comprehensive tools like Endpoint Detection & Response (EDR), Security Operations Centres (SOC), and staff security training rarely sit within basic packages.
• Third-party liaison: Chasing your broadband provider, printer supplier, or software vendor when things go wrong is often left to your team unless specified.
Ten questions to ask before you sign
Before committing to a provider, ask these ten questions in writing to reveal the true cost of your contract:
1 Helpdesk: Is support genuinely unlimited by both ticket count and time per ticket? Is there a fair-use clause?
2 On-site cover: How many on-site visits are included, and what is your guaranteed response time for a server outage?
3 Out-of-hours: Which exact hours will an engineer answer the phone, and what does a call outside those hours cost?
4 Third-party Liaison: Will you chase my broadband, telephony, and software suppliers on my behalf? Is that time included in the fee?
5 Projects: Where does a support ticket end and a project begin? What is your standard day rate?
6 Cyber security: Which security tools are inside the monthly fee, and which require a separate package?
7 Back-ups: Who checks back-ups ran, and is an emergency data restore chargeable?
8 Hardware failures: If a device fails, do you lend a temporary replacement free of charge?
9 Reporting: How often will we meet for reviews, and what figures will our monthly report show?
10 SLAs: Do you guarantee resolution times, or only response times? Can I see your actual averages for the past year?

The takeaway
A low monthly per-user cost can quickly become expensive once you factor in project rates, out-of-hours calls, and engineer travel. When comparing quotes, always look beyond the initial headline figure, price up the likely exclusions, and ask providers to confirm their answers in writing before signing.
